@mrpatto Interesting read Mathew, thanks! A specific question - Often when a ticket is closed, customers follow up with a quick "Thanks" which if set to closed again keeps resolve time as "last user reply". If the user thanks them back it increases it to the latest user reply. Thoughts?

Paul Redeker interview makes for a fun read. Reigniting the nature vs nurture approach to decision-making, it makes me think if I would ever be so callous in "crunching the numbers" on how to allocate resources if human lives are a factor.
